A negative review is read by far more shoppers than the person who wrote it. Most of them are judging the reply, not the complaint, and asking what happens if the same thing goes wrong for them. This guide covers what to write, how to resolve the problem privately and what Quoli lets you do with a review.
Why honest low ratings help a store
A product page with nothing but perfect scores can look filtered, and careful shoppers go looking for the worst case before they buy. A few honest low ratings with calm, useful replies make the average believable. They also tell you things no dashboard will: that a style runs small, a lid cracks in transit, or a product suits one skin type better than another.
What a good public reply contains
Write for the next shopper as much as for the reviewer. Keep it short and specific:
- Use the customer's name and describe the problem in their words, so it is clear you read the review.
- Own your part without explaining your supply chain.
- Say what you are doing about it: a replacement, a refund or a change to the product page.
- Move the details to email and end the public thread there.
- Sign with a person's name or your team's, not a slogan.
Leave out legal language and copy-pasted apologies, and keep any extra compensation private so the thread does not invite copycat complaints.
Example replies you can adapt
Damaged in transit: Hi Sam, a cracked lid is not how this should have arrived, and we're sorry. A replacement is on its way and there's no need to send the broken one back. We're changing how we pack this size so it doesn't happen again. Reply to our email if anything else is off.
Fit runs small: Hi Jordan, you're right that this jacket runs small through the shoulders. We've added that to the size guide and the product description so the next customer sees it before ordering. Your exchange for the larger size is free, and the details are in your inbox.
The product did not suit them: Hi Priya, thank you for giving it a fair try. This serum is made for oily and combination skin, and on very dry skin it can feel tight, which matches what you describe. We've refunded your order, and our team has emailed you a few options made for dry skin.
A factual error in the review: Hi Alex, thanks for taking the time to write. To clarify for anyone reading: this bottle is glass, not plastic, and the materials are listed on the product page. We've emailed you in case the order you received doesn't match.
Resolving the problem by email
In Quoli you can reply to a review publicly or privately by email. Use both: the public reply shows shoppers what you did, and the private email handles order numbers, addresses and refunds.
Quoli does not let merchants edit or delete a review's content. The rating, text, photos, name and date stay as the customer submitted them, which is also what makes them credible to shoppers.
When to move it to a phone call
A complaint should move to a phone call when the written thread cannot resolve it in one exchange. Three signals: real money is at stake (a high-value order, a chargeback threat), there is a safety or health concern, or the customer has already been let down twice and is writing in a tone that email will only inflame. A short call usually ends what a long email thread would not.
Keep the public reply anyway. Post the short acknowledgment on the review, then say a member of the team will call, and make the call happen when you said it would.
Stores with heavy support volume, especially during peak season, usually cannot staff this from the same inbox that handles order status. That is when merchants look at outsourced ecommerce call center services to cover voice, so the in-house team keeps the written replies and the escalations get a human on the line the same day.
When to send an edit request
Quoli lets you send one edit request per review, which emails the customer a link to update what they wrote. Because you only get one, send it after the problem is solved, for example when you tell the customer a fix is live. Make it optional, and never tie it to a refund, a replacement or a discount.
Edit request wording: We're glad the replacement arrived in good shape. If your view of the product has changed, you're welcome to update your review. If not, we understand, and thank you for the honest feedback.
Drafting replies with QI
On the Advanced and Unlimited plans, Draft with QI writes a reply to a review when you ask for one. A person edits and publishes it; nothing goes live on its own. Check what the draft cannot know: what actually happened with the order and what you are willing to offer.
Fixing the cause behind the complaint
A reply closes one conversation. A fix prevents the next review that says the same thing. On a regular schedule, read the recent low ratings, group them by cause and act on the largest group first.
- Listing: missing measurements, unclear ingredients or photos that hide a detail.
- Packaging: items that break or leak in transit.
- Expectations: ads or product copy that promise more than the product delivers.
Publishing rules and what to hold back
Quoli publishes reviews by star rating: reviews at or above your chosen rating go live at once, and the rest wait for a person. The default is 4 stars and up. Treat that waiting list as a check, not a filter. Read each review, reply where it helps and publish the honest ones, including the harsh ones.
Hold back only what a written policy excludes at every rating, such as abusive language, someone's personal data or content that is not about the product. The FTC's questions and answers on its Consumer Reviews and Testimonials Rule makes the same point: a policy of not posting certain reviews should treat positive and negative reviews equally.
Raising your average the honest way
If low ratings cluster on a product, check whether every buyer is being asked. Customers with a problem often seek out the review form on their own, while satisfied customers usually need a request. Timed requests after delivery, set up as described in collecting reviews after delivery, give every buyer the same chance to speak.
